How should an SME start with AI customer service?
Begin with frequent questions that have stable answers, and always provide a clear route to a human.
AI customer service works best when it handles repetition and gives your team more time for judgement and relationships.
Find frequent questions with stable answers
Review recent enquiries and identify questions that recur without much variation in the answer. These are usually the safest place to begin.
- Opening hours, service coverage and basic pricing approach
- Booking, order or application status
- Document requirements, after-sales arrangements and common tasks
Ground answers in reliable information
AI should not invent an answer. Organise your website content, FAQs, service terms and internal guidance into a maintained source of truth.
The team should be able to update that information without rebuilding the whole system.
Design human handover
For complaints, unusual quotations, sensitive data or uncertain answers, the system should stop guessing and route the conversation to a person. Customers should also know when they are interacting with AI.
That decision affects trust, risk and service quality.
Run a focused pilot
Start with one channel or one question set. Track unanswered questions, handover rate and whether customers reach a useful outcome.
Use real behaviour to improve the service before expanding into sales follow-up, document search or an internal knowledge assistant.
Prepare a data checklist before a pilot
Collect public FAQs, service terms and product information, and assign a content owner. Separately list data that must not reach the model, such as passwords, full payment information or client documents without permission.
Confirm channels, model providers, storage, retention, permissions, deletion and training use for the proposed configuration. A website enquiry privacy notice covers website forms; it does not replace project-specific AI data arrangements.
Test outcomes, not just whether it answers
Test known answers, missing information, complaints and sensitive requests. Check grounding, uncertainty, human routing and whether the next person receives enough context.
Measure resolved questions, incorrect answers, handover and usage cost per conversation against the existing process. Conversation counts or a low handover rate alone do not demonstrate satisfaction or revenue gains.
